Whether you’re handling customer service, sales, or collections, a call centre succeeds or fails on planning. Use this checklist before you choose software or hardware.
1. Define the purpose
- Inbound (customer care, helpdesk, bookings) needs IVR menus, queues and short wait times.
- Outbound (sales, collections, reminders) needs call lists, click-to-call and outcome tracking.
- Many teams do both — plan for it.
2. Numbers and lines
- Which numbers will customers call? Keep existing numbers through porting or SIP.
- How many simultaneous calls do you need at peak? This drives licence and trunk sizing.
- Do you need numbers in more than one country?
3. Call flow
Map the journey: greeting → IVR options → queue → agent → voicemail or callback. Set business hours, holidays and overflow rules. Keep IVR menus short — three or four options at most.
4. Agents and devices
Agents can use IP desk phones, headsets on a computer, or mobile apps. Remote and hybrid agents can log into the same queues from home. Good USB headsets matter more than most people expect.
5. Recording and quality
Decide what gets recorded, who can listen, and how long recordings are kept — and tell callers. Supervisors should be able to listen live, whisper to agents, or join a call.
6. Reporting
Track: calls answered and abandoned, average wait, average handling time, agent availability and service-level percentage. Live wallboards keep teams on target.
7. Beyond voice
Customers increasingly prefer WhatsApp and SMS. Handling them in the same system as voice gives agents one view of the customer.
8. CRM integration
When a call arrives, the customer’s record should pop up automatically, and every call should be logged. This is where call centres save the most time.
9. Connectivity and power
Reliable internet with a backup link, and UPS power for network equipment, keep the centre running during outages.
10. Support
Agree on who fixes what, and how fast, before you go live.
